The service-level agreement
SLAA contract between a service provider and the end user that defines the level of service expected from the provider.
Its contents, and this is a standard five-mark question:
- Purpose
- Services to be rendered
- Responsibilities of both parties
- Key performance indicators to be tracked
- Methodology for tracking the KPIs
- Non-fulfilment consequences
Client expectations split into operational performance (service support, delivery speed, flexibility, service recovery, track and trace, reliable performance) and service performance (professionalism, customer focus, proactive innovation, reliable capacity).
